BT Group has achieved a notable milestone in customer satisfaction, reporting a record Net Promoter Score (NPS) of 33.4, up 4.1 points from the previous year. This achievement coincides with the U.K. telecom's aggressive digital transformation strategy, which aims to enhance service delivery through greater use of artificial intelligence (AI).

CEO Allison Kirkby noted that the increase in customer satisfaction reflects a growing demand for its next-generation products and networks. The transformation initiative has already generated £580 million in gross annualized savings, with total savings over the past two years reaching £1.5 billion. BT has raised its savings target from £3.0 billion to £3.7 billion and extended the timeline for its transformation plan to March 2030, increasing its implementation budget to £1.4 billion from £1.0 billion.

AI-Ops Initiative with Accenture

In a strategic move, BT is expanding its AI operations in collaboration with Accenture. This new program aims to integrate AI-powered operations that utilize agents capable of autonomously diagnosing and resolving network issues. The initiative builds on BT’s existing partnership with ServiceNow and is designed to enhance operational efficiency while maintaining service resilience.

Damian Stirrett from ServiceNow emphasized the potential of combining BT's network intelligence with Accenture's AI expertise, stating that this collaboration will lead to fewer disruptions and quicker resolution times for customers. As AI increasingly plays a role in cybersecurity, BT aims to apply AI-Ops to quickly identify and mitigate emerging threats, crucial in today’s digital environment.

Jon James, CEO of BT Business, highlighted the importance of the partnership with Accenture for delivering advanced AI-Ops capabilities, thus enhancing service resilience across the U.K. market. He stated, “Working with Accenture, we are investing to bring our customers the latest in AI-Ops capability, combined with our unique data and networks.”

BT’s focus on AI aligns with broader trends in customer service. Recent research from Salesforce shows a significant rise in the adoption of AI agents, jumping from 39% in 2025 to 66% in 2026 among customer service organizations. These AI agents are increasingly used for proactive customer engagement and efficient issue resolution across multiple channels.

The Salesforce report also revealed that 70% of organizations deploying AI agents reported measurable value within 60 days, with customer satisfaction emerging as the top performance indicator affected by these implementations. This highlights the growing recognition that improved customer experiences are closely linked to the operational benefits of AI.

Despite some hesitance among consumers regarding AI—only 44% express trust in AI for service needs—those who have interacted with AI-powered services often report satisfaction that exceeds their expectations. Kishan Chetan from Salesforce remarked, “This research shows that agentic AI in customer service has moved from promise to proof.”

Future Implications for BT and Telecom Sector

As BT enhances its AI capabilities, the telecom sector is experiencing a significant shift toward AI-driven operational strategies. Accenture's research indicates that telecom providers adopting AI and data-driven approaches enjoy improved customer loyalty and faster time-to-market compared to their peers.

The integration of AI not only supports operational efficiency but also plays a critical role in meeting the growing expectations of customers in an increasingly complex technological environment. The advancements in AI-Ops are likely to reshape customer experiences, offering a more responsive service landscape.

BT's ongoing transformation and commitment to AI-powered solutions signify a broader trend within the telecom industry, where successful AI deployment could determine competitive advantage in the years to come.
